How to Outsource Live Chat Support
What to prepare before handing chat coverage to an outsourced team, and the response-time and escalation decisions that determine whether it converts.
Live chat is one of the easier channels to outsource well, mostly because the platform itself already does much of the structural work — routing, transcripts, canned responses. What still needs deciding is covered here.
What to prepare first
- Agent seats in your existing chat platform — Intercom, Zendesk, Tidio, LiveChat, Shopify Inbox, whichever you already run
- A response-time target you can actually commit to — sooner is better, but a realistic commitment beats an aspirational one
- Canned responses or macros for your most common questions
- Lead-capture fields, if chat doubles as a sales channel
- Escalation rules for what a chat agent hands to your team versus resolves alone
Setting the response-time target
Chat creates an expectation of near-immediate response — that is the appeal of the channel and also its risk. A target that cannot realistically be met across your coverage hours will be broken constantly, which damages trust worse than not offering chat at all. Set it from your actual staffed hours and concurrency, not from what sounds impressive.
Concurrency
A single agent can typically handle two to three simultaneous conversations while keeping replies fast and accurate. Pushing further increases response time and creates the exact failure mode chat exists to avoid.
Coverage hours
Chat is often at its most valuable outside standard business hours, when a widget left unanswered is worse than not having one at all. Extended-hours chat coverage is one of the more efficient uses of outsourced capacity, since it is considerably cheaper per hour than equivalent phone coverage.
Measuring it
First response time and resolution rate together, not either alone. A fast reply that does not resolve anything scores well on one metric and poorly on the one that actually matters — see our guide on measuring agent performance for why pairing metrics matters generally.
