What If an Agent Is Not the Right Fit?

Sometimes the assigned agent is not right for the campaign. Here is what happens then.

Not every assignment works out. Performance issues, attendance problems, a skill mismatch that only becomes clear in live conditions, or a genuine change in what your campaign needs — any of these can mean the right move is a different agent, not more coaching of the current one.

Common reasons

  • Performance — accuracy, communication or resolution quality not meeting the bar after coaching
  • Attendance — a pattern rather than a one-off
  • Skill mismatch — the agent is capable but not suited to this specific campaign
  • Client requirements change — your needs shifted in a way the current agent is not positioned for
  • Campaign changes — scope or complexity has grown beyond the original assignment

The process

  1. Issue identified — by you, by us, or by a QA review
  2. Review — is this coachable, or is replacement the right call
  3. Replacement decision — made jointly where practical, with the reasoning explained
  4. Handover — context, history and any open items transferred to the incoming agent
  5. New agent training — the full training sequence, not a shortcut, because your business-specific knowledge does not transfer automatically
  6. Transition — a defined handover period so continuity is not lost mid-swap

Coaching first, where it applies

Most performance issues trace back to unclear scripts, missing information or unrealistic targets, and are fixable with coaching rather than replacement. Replacement is the answer when coaching genuinely has not worked or the mismatch is fundamental — not the default first response.
